Urgent Escalation – Three Weeks Without Xfinity Internet Service

Xfinity Customer Service,

I am requesting an immediate escalation and an on-site technician for an Internet outage that has now continued for approximately three weeks.

I have been an Xfinity customer at this residence for approximately five years and have never experienced an outage like this. My Internet suddenly stopped working completely, and despite repeated troubleshooting, the problem has not been resolved.

At this point:

  • I have already replaced the Xfinity gateway/modem.
  • The replacement equipment has not resolved the problem.
  • Xfinity representatives have repeatedly told me that they can see and communicate with the modem and that it appears online.
  • When I attempt to activate/provision the equipment, it may appear to work momentarily and then resets or fails again.
  • I have gone through repeated activation and troubleshooting attempts without a resolution.
  • Another nearby Xfinity customer has working service, indicating this is not simply a general neighborhood outage.

There is also an important symptom that I want the technician to understand. The Xfinity gateway is broadcasting Wi-Fi normally. My devices can see the Wi-Fi network and connect to it successfully. The device shows that it is connected to the secured Wi-Fi network and, from the user’s perspective, everything appears to be connected normally. However, there is no actual Internet access.

When I attempt to open a website or use an Internet-connected service, it simply continues loading/spinning and never retrieves the webpage or Internet content. In other words, the local Wi-Fi connection between my devices and the Xfinity gateway is functioning, but the gateway is not providing usable Internet connectivity. This is occurring even though Xfinity representatives report that they can see the modem online.

I believe this distinction is important because this does not appear to be simply a Wi-Fi problem. My devices are successfully connecting to the gateway; they simply cannot reach the Internet through it.

I have also inspected the exterior communications areas of my property. One exterior communications enclosure is not properly secured and is literally being held closed with a stick. There is also coaxial distribution equipment near the adjoining residence.

My service had worked normally for approximately five years and stopped around the same time the adjoining residence was being vacated. I am not alleging that anyone intentionally interfered with my service, but given the timing and location of the telecommunications equipment, I want Xfinity to determine whether my individual coax drop was accidentally disconnected, moved, damaged, or otherwise affected.

I am no longer requesting another modem replacement or another round of basic remote troubleshooting. I need a qualified technician to physically diagnose the connection.

Please have the technician:

  1. Identify and trace my individual coax line from my modem/gateway back to the Xfinity distribution point.
  2. Verify that my individual drop is connected to the correct Xfinity feed.
  3. Inspect all accessible connectors, splitters, grounding blocks, and exterior connections along that path.
  4. Test downstream power, upstream transmit power, SNR, channel bonding, and error levels at the exterior connection and again at my modem.
  5. Determine whether there is signal degradation or damage between the exterior connection and the modem.
  6. Verify that my line was not inadvertently disconnected or altered during work associated with an adjoining residence.
  7. Verify provisioning and account configuration after the physical connection has been confirmed.
  8. Determine why the gateway can be seen as online by Xfinity and can broadcast a functioning Wi-Fi network to my devices while still providing no usable Internet connection.

I have photographs documenting the current condition of the exterior telecommunications equipment and can provide them to the technician.

I am also requesting a billing adjustment/credit for the period during which I have been without usable Internet service. I do not believe I should be charged for Internet service that Xfinity has not actually provided. This outage has lasted approximately three weeks and has consumed most of the billing period. Please review my account and apply an appropriate credit, including the prior month’s charges to the extent they correspond to the period when my Internet service was unavailable.

Three weeks without Internet service is unacceptable. I have already spent substantial time troubleshooting this issue and replacing equipment without resolution. I need this escalated beyond basic modem troubleshooting and resolved with an on-site physical inspection of my service line.

Please provide the earliest available technician appointment, confirm that this has been escalated as a prolonged complete-loss-of-service issue, and confirm the billing adjustment for the period without usable Internet service.
